**Nous recrutons un(e) H/F Workforce Planning Manager - Customer Services pour rejoindre notre équipe Customer Support.**

**Parlons un peu du poste**:
Le/La titulaire du poste travaille au sein de l'équipe européenne du service clientèle et est directement rattaché au Customer Service Manager de l'Union européenne.

Le poste peut être occupé à distance, mais il sera nécessaire de se rendre dans nos bureaux au Royaume-Unis et en France. À l'occasion, des déplacements aux États-Unis et au Canada sont possibles.

**Parlons des responsabilités**:
Optimiser la programmation des ressources:

- Veiller à ce que nous disposions d'un personnel suffisant aux moments et dates clés pour respecter les accords de niveau de service.
- Suivre en temps réel des files d'attente et des compétences de l'équipe pour s'assurer que nous réagissons de manière adéquate aux problèmes.
- Tenir le Customer Service Manager informé des principaux points de douleur afin d'être proactif(ve) ou de mettre en place des restrictions ou des incitations.

Analyse des données et perspectives:

- Dans un premier temps, le/la titulaire du poste devra construire les données de notre service clientèle pour qu'elles soient cohérentes et fiables.
- Analyser les données afin de hiérarchiser la charge de travail heure par heure, jour par jour.
- Améliorer la qualité de nos données de gestion des dossiers afin d'obtenir des informations plus précises.
- Créer et surveiller une variété de mesures et d'indicateurs clés de performance pour le service à la clientèle : AHT, temps de cycle, coût du service, etc.

Gestion des performances:

- Définir les canaux et les charges de travail quotidiens des agents du service clientèle sur la base des données de performance.
- Travailler avec les Customer Service Managers pour identifier les domaines de préoccupation et les besoins potentiels de formation.
- Contrôler le respect des horaires et faire remonter les problèmes.
- Construire des tableaux de bord visuels en temps réel permettant de se concentrer, de surveiller et de motiver.
- Identifier les domaines de préoccupation
- Travailler avec les équipes de transformation / projet pour s'assurer que nous disposons du nombre adéquat de personnel temporaire / saisonnier pour fournir le travail de base et le travail occasionnel de manière égale.
- Aider le directeur de l'expérience client à prévoir le budget et les ressources (+/-).

Amélioration continue:

- Identifier les causes profondes des problèmes et travailler avec l'équipe pour appliquer des solutions tactiques.
- Identifier et hiérarchiser les énoncés de problèmes basés sur des données pour les projets d'excellence commerciale
- Utiliser les données pour analyser les processus et les repenser pour une performance optimale

Profil recherché

**Parlons des qualifications et de l'expérience**:

- Au moins 5 ans d'expérience dans l'analyse et la compréhension des données
- Au moins 5 ans d'expérience de travail dans un service client/centre de contact à haut volume, complexe et multicanal.
- Utilisation intensive de Tableau pour la création de rapports et de tableaux de bord
- Utilisateur expérimenté des produits Microsoft Office 365
- Vous êtes énergique, motivé(e), réfléchissez rapidement et avez une attitude positive.
- Confiance en soi lors de la présentation de données et capacité à raconter une histoire
- Orienté(e) vers les solutions et les détails
- Capacité à résoudre des problèmes et à s'organiser.
- Capacité à travailler en collaboration au sein d'une organisation complexe avec une équipe diversifiée
- Grande capacité d'influence et de négociation
- Sens des affaires
- Maîtrise de l'anglais écrit et oral
- Certification en matière de données et d'analyse
- Certification en visualisation de données
- Certification en amélioration continue (par exemple 6Sigma Green Belt)
- Expérience de l'utilisation du système de gestion de cas Salesforce
